What is a help desk?

The single point of contact for problems and requests — from employees to IT, or from customers to the company — with a record and a named owner for each one.

The request that arrives by private message on a Friday afternoon is the one that never gets done. Not through malice: it simply exists nowhere except in two people's memories, one of whom is on holiday on Monday. A help desk exists to eliminate that category of loss. It is a single documented channel — an address, a portal, a phone line — where every issue becomes a ticket with a reference number, a requester, an owner, a priority and a visible state, and where nothing is closed without somebody deciding it is closed. The system is secondary; the discipline of one channel is the substance. What a company gains is threefold and shows up quickly. Requests stop disappearing, because a ticket that nobody has touched is visible in a way a forgotten conversation is not. Prioritisation shifts from whoever is most insistent to whatever is most damaging, because impact is recorded rather than argued. And after a quarter of data you can finally see that the same printer, the same integration or the same confusing screen generated forty tickets, which converts an operating cost into a fixable problem.

At what company size is a help desk system worth it?

Earlier than most owners expect — around fifteen to twenty employees, or as soon as more than one person handles incoming requests. Before that a shared mailbox with a discipline about replying works fine. The trigger is not headcount but the first time somebody asks what happened to a request and nobody in the room can answer.

Internal or outsourced help desk for company IT?

Outsourcing suits companies without an IT department, with predictable request types and with a need for cover outside office hours, and it prices support per user rather than per salary. Keeping it internal suits companies with specialised systems, sensitive data or a strong preference for someone who knows the business. A hybrid — outsourced first line, internal expertise behind it — is the common compromise.

What is the difference between a help desk and a service desk in vendor proposals?

A help desk is reactive and incident-focused: something is broken, restore it. A service desk is broader, adding request fulfilment, change management, an asset inventory and a service catalogue, usually along the lines of a recognised IT service framework. Suppliers use the words interchangeably in marketing, so read the scope of services rather than the label on the cover.
